  1. Define hours and exceptions

    Write the ordinary support hours, next queue-review period, and narrow urgent criteria. Remove any urgent route that has no monitored rota.

    Why it matters: Customers need a reliable distinction between ordinary waiting and a real exception.

  2. Configure the office-hour reply

    Enable office hours and write an acknowledgement that states when the queue resumes, what the message should contain, and how a qualifying urgent case reaches a person.

    Why it matters: A clear acknowledgement reduces ambiguity while preserving the boundary.

  3. Test first and repeat contact

    Why it matters: Default reply-frequency behaviour can make later messages appear unacknowledged.

Failure modes

Watch for these problems

  • A repeat sender receives no new reply because of frequency limits. State that behaviour in the first message and keep the queue visible.
  • The urgent route is treated as an automated classification. Require the customer to use the monitored path and let a person assess it.
  • Different pages show different hours. Choose one source of truth and update every published location.
  • The business has a statutory or contractual coverage duty. Follow that duty and redesign the rota before applying a hard boundary.
