Get what you need before you start

  • Pause any draft written while angry, afraid, or physically distressed.
  • Gather the customer message, order or service record, promises, and applicable policy.
  • Identify the person authorised to approve the available remedies.

  1. Record the complaint and promises

    Restate the customer’s complaint in neutral terms. List the outcome requested, relevant promises, evidence received, missing evidence, and the next-update commitment.

    Why it matters: A neutral record separates the issue from the operator’s immediate emotional response.

  2. Investigate in an internal note

    Check the evidence, promises, contract, applicable obligations, and remedy authority. Keep internal analysis separate from the customer reply and limit access to people who need it.

    Why it matters: The investigation may contain private or provisional information that should not appear in the response.

  • The response addresses the complaint the customer made.
  • The decision and remedy trace to reviewed evidence and an authorised owner.
  • Internal notes and customer-facing text remain separate.
  • Every promised follow-up has an owner and date.

Failure modes

Watch for these problems

  • The reply argues with the customer’s emotions. Restate the practical issue and the requested outcome.
  • The operator relies on a policy without checking applicable law. Pause the decision and obtain the required jurisdiction review.
  • Internal speculation appears in the reply. Remove it and include only verified customer-safe facts.
  • The proposed remedy exceeds the responder’s authority. Assign the case to the authorised owner before sending.
