Get what you need before you start

  • Resolve the customer’s immediate issue and verify the product behaviour.
  • Confirm who may approve public support content.
  • Open the knowledge search and article report for the relevant product area.

  1. Search before writing

    Search with the customer’s terms, the product term, and the error text. Inspect failed searches, popular articles, and ratings for the same need.

    Why it matters: The useful action may be improving an existing answer or its findability.

    A link to the closest article or a recorded evidence gap for a new article.

  2. Draft a generic verified answer

    Write the situation, verified steps, expected result, known limits, and route to human help. Remove names, account details, screenshots, and case history.

    Why it matters: Reusable knowledge must describe the product path rather than one customer’s record.

  3. Publish and observe searches

    Have the product owner test every step, approve the limits, and publish. Review failed searches and article ratings after use, then correct the article or search terms.

    Why it matters: Publication starts the maintenance loop and does not prove that the article resolves each case.

Check the result before you finish

  • A new customer can follow the article without access to the original case.
  • A reviewer can reproduce the documented product behaviour.
  • The article has an owner, review date, limitations, and route to human help.

Failure modes

Watch for these problems

  • A duplicate article appears. Merge into the current answer and improve its title or search terms.
  • Customer-specific details remain. Remove them and recheck screenshots, examples, and metadata.
  • Report activity is treated as proof of resolution. Inspect representative conversations before making an outcome claim.
  • The answer becomes stale after a product change. Assign the article to the product change checklist.
